Project Background

In January 2021, the Director of Consumer Credit Reporting at USAA approached the design team for help improving a cumbersome, risk-prone reporting process.

The Problem

Disputes Specialists juggled multiple internal and third-party applications to file one credit report—cluttered screens, manual copy-paste, and zero validation. Every typo risked member harm, FCRA fines, and regulatory audits.

Managers flew blind: no real-time dashboards, no skill-gap alerts, and zero automated scorecards. Without a single, accurate, automated pipeline, USAA faced compliance violations and stagnant specialist growth.

The Goal

Build one internal, automated disputes pipeline so Specialists slash handle time, increase accuracy, and stay audit-proof.

Deliver real-time volume dashboards so Managers dynamically staff hot zones and auto-surface skill gaps.

One click replaces seven copy-pastes—less errors to the bureaus, faster feedback loops, and every Specialist levels up every sprint.

The Process

⸺ Discovery

Led discovery by scheduling and facilitating 1:1 interviews with senior stakeholders—including the Director of Consumer Credit Reporting to surface pain points, map end-to-end workflows, and align on measurable business KPIs

⸺ Human-Centered Design

Orchestrated human-centered design workshops for stakeholders, facilitating empathy mapping, idea vignettes, value-prop canvases, and impact/feasibility grids to align business, engineering, and user needs through multiple working sessions.

⸺ Requirement Documentation

Authored crystal-clear, developer-ready requirements—translating workshop outcomes into annotated Figma screens and acceptance criteria—slashing dev clarification tickets 70% and shipping the disputes tool on time, zero backlogs.

⸺ Roadmap & Planning

Co-created a 6-month roadmap, aligning PMs and development squads on a single prioritized backlog; built a 1-page visual roadmap in Mural, and kept scope creep at 0% while delivering Phase 1.

⸺ Lo-Fi Wireframes & Validation Testing

Designed lo-fi wireframes in Sketch for 2 different user views, then ran click tests with Disputes Specialists and Managers; captured friction points on a live Mural board, iterated same-day, and validated the final flow with 98% task-completion and zero critical errors—greenlighting hi-fidelity designs.

⸺ Hi-Fi Design & Prototypes

Created clean, hi-fi workflow screens for developers, built a compact internal design system, and delivered clickable Sketch/Invision prototypes that won leadership approval and doubled as hands-on training for Disputes Specialists.
